My wife has a preferred local hair salon that she visits less frequently than she?d like, mostly due to exorbitant, premium costs. I know how the saying goes, ?You get what you pay for.? Heck, I?ve even heard myself echoing this over the years on occasion. This salon, on the surface, seems to be a good illustration of that saying with several talented employees decked out in New York black, a comfortable luxurious, leather-couched atmosphere including champagne while you wait, and a steady stream of seemingly, well-to-do clients. However, as of recently, a new reason for even less frequent visits from my wife has confusingly emerged?the hair salon either is not interested in her business or they are just ?too busy.? I?ll give them the benefit of the doubt by assuming the latter and try to prove that. Here?s goes?
Both of these examples made it obvious to me that, not only is the salon supposedly ?too busy? but they are not interested in lower priority customers during their peak season. It has left my wife, a potential regular customer?during both peak and off-peak seasons, mind you?despondent and furious. She pays the suggested rate card, tips well, and is a relatively easy, younger head of hair to work on. I mean, how different is a high-priority head, or customer, different from hers?
This hair salon?s poor treatment of, and lack of capacity for, a potential higher-valued customer?
Take a pause to do the math quickly here folks:
+ frequency + retention ? cost to serve customer = + profitability + lifetime value
?led me to think through the concept of capacity and how its impact on customer service may be overlooked by this salon and others, perhaps in advertantly.
Capacity, Further Defined
Capacity, according to dictionary.com can be defined with relevance to our topic as:
So, in a service business, capacity would mean the maximum number of person-hours that can be retained to perform specific service tasks and/or projects. This makes sense in the hair salon example mentioned earlier. There are only so many stylists that work for the hair salon, with so many available time slots for appointments within one given day. Once all of those slots are booked, it pushes available time slots further into the future. Premium time slots are more coveted and book easily whereas others, off-peak or off-season, are likely more available and accessible.
Capacity and Its Impact on Service
It?s interesting to note the impact of capacity on customer service. Take a restaurant with a host, five waiters, two chefs and a wine steward, for example. If you walk into that restaurant and as the dinner evening?s first and only customer, it?s likely you will get premium level service from several, if not all, of that staff. The table will be sharply made. Your order will be taken expeditiously. Food will be prepared quickly and served hot. And, it will be a comfortable, high-touch dining experience. Fill that restaurant to capacity and it is likely service levels will change. Now, take that same filled restaurant and subtract three of the wait staff, one chef and the wine steward, and service really starts to diminish. The business and customers suddenly become, at risk for loss (i.e customers leaving, poor referrals, etc.).
At or beyond capacity does not have to necessarily equate to poor customer service. Remember, customers who have an affinity for your brand, product or service also have a threshold for their expectations. Seinfeld?s Soup Nazi was a great example of this. Customers would wait in excessive lines and be treated inconsiderately to experience an extraordinary bowl of soup, taken to go, nonetheless. It created fear and anxiety among many customers. Truth be told, it was the Soup Nazi?s exceptional product, not the wait or poor treatment, that customers desired the most. Had he improved the waiting experience by providing new soup samples, wi-fi for the busy professional, and/or compliments to each customer, it is possible demand and loyalty would have excelled. He might have even been able to charge a higher premium for his soup and generate higher profitability with the same level of personnel and infrastructure; capacity.
The Soup Nazi?s capacity and impact on customer service placed his business at risk. This was further illustrated when Elaine got a hold of his recipes. Had she opened up a soup kitchen down the street promoting the same Soup Nazi product, yet with no wait, kinder service and at better prices, she might have very well stolen some or all of the Soup Nazi?s business. It?s important to constantly remind yourself that:

Here are a few tips to keep your capacity and its impact on service in check to optimize your business:
To reiterate, your customers have choices. Competition is formidable. And, unless your product or service is 100% defendable, decreasing service because of capacity could put your business at risk. Manage your business? capacity and service levels to help acquire, retain and grow the most profitable customer relationships and, ultimately, achieve business success.

MANILA?? Their canvas is a stretch of dingy concrete wall along Manila's main highway, where millions of vehicles stream past every day, belching exhaust that helps to create a noxious, unhealthy smog.
But the murals now blooming under the hands of street artists along Epifanio delos Santos Avenue (EDSA) are not only there for art's sake -- they are created with paint that doubles as an air purifier.
A new paint variant created by local paint manufacturer Boysen contains modified titanium dioxides, which are designed to break down toxic fumes into harmless substances.
Though titanium dioxide is commonly used in regular paint, its molecules in the modified version are micronized, a process that compresses them ten-fold to enhance their intrinsic ability to break down toxic substances when activated by light.
"It acts as a photo catalyst and in the presence of sunlight or artificial lighting it brings down noxious gases such as nitrogen dioxides and other VOCs (volatile organic compounds) in the air," said Patrick Negrete, Boysen Project Management Engineer.
Negrete said that tests in Manila and Europe's busiest thoroughfares reported at least an 18 percent reduction of air pollutants.
Now, the Manila city government has partnered with Boysen to add more murals along the heavily polluted EDSA, part of a decades-old drive to combat air pollution there.
The highway has the highest traffic congestion in the Philippines, with over 2.5 million vehicles passing through daily. The World Health Organization has reported that pollution there is four times greater than recommended safe levels.
According to the United Nations, Manila is one of the world's five most polluted cities, with an estimated four percent of the vast metropolis's disease-related deaths linked to air pollution.
Ten local and foreign artists were invited to design murals covering over 8,000 square meters of walls, columns and bridges along EDSA's choke points, or where it narrows.
Fanciful flowers are among the works taking form in the distinctive green paint.

Company executives acknowledge that while the air-cleaning paint does help, it is far from a permanent solution.
"The best solution is to reduce the level of pollution to start with, to reduce pollutants coming out of cars," said Johnson Ongking, Boysen Vice President.
But the artists involved in creating the highway masterpieces were enthusiastic.
"I hope there would be many more paintings like these -- not just in Manila, but around the world," said Tapio Snellman, a Finnish artist and film maker who volunteered to design one mural.
"Because there's a huge need of air-cleaning paintings, and there's a huge need of visual stimulation of positive and inspiring artwork."

The Internet, television outlets and radio airwaves are buzzing with advertising about mortgage refinancing. However, veteran homeowners that need reduced interest rates should first consider the perks of a VA streamline refinance. In fact, we?d like to share some key information on the differences between traditional refinancing and the VA streamline refinance.
First and foremost, conventional underwriting guidelines does not take into consideration the needs of veteran borrowers. Loan guidelines are restrictive and may include higher interest rates, lower LTVs, strict credit prequalification, sizeable out-of-pocket costs, and a penalty for prepaying the loan. The bottom line is that conventional loans require much more paperwork only to leave borrowers waiting for an uncertain approval process to run its course.
Conversely, the VA streamline refinance, also referred to as an Interest Rate Reduction Loan (IRRL), is a much friendlier transaction. Veteran borrower?s can expect to pay no upfront or out-of-pocket fees, and may have the option to defer up to two mortgage payments while rolling closing costs into the loan transaction. Now these are cost savings conventional mortgages simply fail to beat. Dollar for dollar, mortgages specifically designed for veterans are the best value.
And if you thought these loans were only good for the veterans and their families, think again. Perhaps not surprising, financial institutions have a plenty reasons for writing veteran loans. The Veteran?s Administration Department has been guaranteeing a portion of VA loans since the passage of the Service men?s Readjustment Act more than 60 years ago. As a consequence, the lender experiences less risk and you receive a lower interest rate. Undoubtedly, your VA mortgage rate will be lower than conventional, refinance alternatives.
After reviewing these differences, it?s easy to understand why VA loans are so attractive. If you need to reduce your interest rate, with little or no out-of-pocket costs, while saving more of your hard-earned money, a VA streamline refinance is for you. The United States is the world?s colossus when it comes to every other kind of military hardware, yet it has just one functioning icebreaker: the medium-strength USCGC Healy, which is primarily used for research. The ship made headlines recently for breaking open a route to the Alaskan town of Nome to aid in the delivery of much-needed fuel. It was a great mission, but it may have left an overly upbeat impression of American capabilities. The country also owns two heavy-duty icebreakers: One of the aging vessels is being decommissioned, and the other is being refurbished after years of disuse. That?s not good enough. While it?s encouraging to finally see some progress being made in the current budget proposal, the problem is far from solved?and the United States has national interests in icy waters.
Here are three things to know about America?s icebreaking capabilities.
It?s ironic, but the warming Arctic has actually increased demand for icebreakers. The Coast Guard needs more of the ships to prepare for search-and-rescue missions, oil-spill response (offshore drilling by Shell could commence in the Beaufort and Chukchi Seas this summer), law enforcement, and plain old flag-waving in northern waters.
These ships are also needed for science. The United States is a leader in oceanography, climate investigations, and all kinds of polar studies, thanks partly to the National Science Foundation?s first-rate support of research. (In fact, the NSF has overseen the budget for maintaining icebreakers since 2006; the proposed budget properly puts that responsibility back with the military.)
But with just one or two working icebreakers, there?s no way the NSF and Coast Guard can accomplish all they need to. When the Healy churned its way to Alaska to help deliver fuel, its maintenance schedule was thrown off. As a result, scientific projects may have to be delayed this summer. To deliver supplies to America?s McMurdo Station in Antarctica each year, the NSF has been relying on foreign-flagged vessels. As PM reported last July, Sweden?s move to pull its icebreaker Oden off the McMurdo job put the entire 2011?2012 research season in jeopardy. NSF scrambled and eventually was able to commission a Russian vessel.
This feels a lot like the situation in space: With the retirement of the space shuttle, the United States can?t fly astronauts to the International Space Station without a lift from Russian rockets. Now, it appears, the country can?t supply its main Antarctic base without Russian help, either. Building up America?s fleet of icebreakers will resolve such situations while allowing the Coast Guard to react to a changing world.
In fact, China?s interest is unsurprising given its role as a world economic power. Commercial ships are already traversing the Northern Sea Route above Russia, carrying goods between Europe and East Asia. Often, icebreakers go along as insurance against bad conditions. And soon, ships will start carrying liquefied natural gas from Norway along the route.
Traffic through the Northwest Passage above Canada is building more slowly, and talk of the Arctic sea routes competing with the Suez Canal is overblown. Nevertheless, the Bering Strait between Alaska and Russia is already getting crowded. According to Rear Adm. Thomas P. Ostebo, who commands the U.S. Coast Guard in Alaska, about 1000 vessel transits take place in the Strait each summer. That?s America?s backyard.
The Pentagon saved several billion dollars last year by canceling the Marine?s Expeditionary Fighting Vehicle, an amphibious assault technology. Investing a fraction of the savings in an icebreaker program could double or triple U.S. capabilities. Similarly, the Navy plans to build dozens of littoral combat ships for operations relatively close to shore: That?s an important program. But as Lawson Brigham, a University of Alaska professor and former icebreaker captain, has pointed out, sacrificing just one or two of those ships could provide the money to roughly double the Coast Guard?s icebreaking muscle.
The Arctic will become steadily more important politically and economically as the 21st century progresses, and the United States is fortunate to be an Arctic nation. It?s time for the country to rebuild its northern seafaring capabilities.

They know what it feels like to be overlooked. People assume they are weak, servile, out of place. So when these Asian-Americans watch Jeremy Lin slash and shoot his way through the NBA's finest, it's almost as if they are on the basketball court with the California-born point guard who has set the zeitgeist on fire.
Asian-Americans have rallied around other athletes ? Michael Chang, Hideo Nomo, Yao Ming, Michelle Wie, Ichiro Suzuki. Tiger Woods was embraced for his Thai side. But Lin has a new and different appeal.
As the child of Taiwanese immigrants, Lin is quintessentially Asian-American. He was ignored instead of hyped. He emerged from the end of the bench to hoist the sinking New York Knicks to win after improbable win. A few hints of racism have scratched the edges of his growing fame, but Lin continues to put up unprecedented numbers and capture the imagination of mainstream America.
In a mere half-dozen games, Lin became that rarest of Asian-Americans: a widely regarded hero.
"There's a certain validation to this," said Phil Yu, founder of the influential blog Angry Asian Man, which tracks and discusses Asian issues.
"Asian-Americans are still seen as foreigners in this country," Yu said. "Seeing Jeremy Lin accepted and celebrated in this American sport, it makes us more American, and it makes other people see us as more American."
The moment that resonates most with Yu is not Lin's game-winning 3-pointer against the Raptors with less than a second to play. It's not Lin's 38 points to beat the Lakers after Kobe Bryant said he didn't know who Lin was. It's not Lin's crossover leading to a soaring dunk against the Wizards, even though the play victimized John Wall, the top draft pick the year Lin went unselected.
Instead, Yu cherishes seeing a picture of two white fans wearing Lin's No. 17 Knicks jersey.
"There is no comparison to anything else I've ever seen," Yu said. "I can't describe how I'm feeling." Watching Lin's highlights, "I got a little bit choked up, honestly."
Ren Hsieh had a different reaction as Lin was torching the Lakers: He shouted loud enough to wake the baby in the other room. "It was the improbability of it all," he said.
"I've never seen it happen ..." NBA analyst Tim Legler said on ESPN. "A guy that had three different teams look at him and not see what we're seeing now?"
The reason is obvious to Hsieh, who played high school basketball in Houston and now runs a league and foundation promoting Asian-American athletics.
"No one would outwardly say (Lin was passed over) because he's Asian, but every Asian-American athlete knows that feeling of being overlooked," he said. "I certainly felt it when I was playing."
"You get a look in people's eyes, they just don't get excited to see you. They don't say, 'Oh man, I gotta have this kid on my team.' Every Asian-American athlete has always had to really bust their butt to get a chance to play at a high level."
Hsieh remembers the skepticism when the China-born Yao entered the NBA. One commentator, retired NBA legend Charles Barkley, promised to kiss his co-host's posterior if Yao scored 19 points in a game.
Yao went on to score 19 or more points 268 times in his eight-year All-Star career, and Barkley kissed a donkey on national television.
Lin was similarly underestimated. He led his high school team to a state championship, but was ignored by every Division I college team except Harvard. He was cut by two NBA teams and could barely get on the floor in practice, until the injury-riddled Knicks handed him the ball almost in desperation. Now Lin owns an NBA record for most points in the first five games as a starter.
So when someone labels Lin "deceptively athletic" even though he has a typical point-guard build, or when his teammate Tyson Chandler says, perhaps jokingly, that he didn't know the 6-foot-3 Lin could dunk, some see stereotypes afoot.
That was a point made by Knicks superfan Spike Lee. Brainstorming a slew of Lin nicknames, he gleefully tweeted, "Jeremy 'Stop Asian Profile' Lin."
"The word athlete is really not associated with people of Asian descent," said Helen Xia, author of "Asian American Dreams: The Emergence of an American People."
Xia said Asians were first viewed in America as "coolies," laboring on railroads, laundry or in restaurants. Then they were a stealthy and diabolical wartime enemy, then rivals stealing American jobs with cheap labor. Today the labor stereotype has transferred to another arena, with Asians viewed as math-and-science robots toiling over books and computer screens.
Xia calls Lin's rise in a game as athletic as basketball "stunning" and "a real turning point."
Nobody deliberately excluded Lin because of his ethnicity, Xia said: "That's not the point. . The pervasive and insidious nature of racism keeps us from seeing what's right in front of us."
Lin has declined to dwell on racial issues, but he did tweet that when he first joined the Knicks, "Every time I try to get into Madison Square Garden, the security guards ask me if I'm a trainer."
There have been countless Asian-based puns, like the New York Post's "Amasian" headline. The Knicks' own TV network showed a graphic with Lin's head popping out of a fortune cookie. Boxing champ Floyd Mayweather tweeted that Lin was getting attention just because he's Asian. And Fox Sports columnist Jason Whitlock tweeted a cruelly racist remark about Lin's manhood. (Whitlock later apologized.)
Whitlock's tweet drew the most outrage. "Asian-American men in particular have faced a direct, in-your-face emasculation," said Helen Gym of Asian Americans United in Philadelphia. Whitlock's remark "has been said a million times. It's a typical saying when you want to take somebody down."
It didn't work with Lin. Women were in the stands this week with "Be My Va-LIN-tine" signs. Websites were matchmaking Lin with women of all ethnicities. A YouTube video shows an Asian girl dumping her white boyfriend for an Asian man after watching Lin on the court.
"He's giving Asian men some swag," said Jeffrey Ng, founder and creative director of the Staple Design clothing and creative agency in New York City.
When Ng started selling hip-hop apparel 15 years ago, there were no Asian-Americans in his business. Meeting with clients, "I always felt this, like, why are you here? No matter how good my clothing was, I had to first answer the question of, why are you in this room?"
"Lin had to work twice as hard to overcome that first question of, 'Why are you on this court?'"
Peter Kim, an actor in Los Angeles, said Lin's success could open up more opportunities in his business, which puts few Asians in leading or romantic roles.
He recalled that when Lin beat the buzzer to give the Knicks the win against the Raptors, the crowd exploded ? and the game was in Toronto, not New York.
"That alone should show how significant Jeremy Lin is to the Asian people," Kim said. "He's not just an athlete playing for a team. He's playing for a whole culture and our representation to the rest of the world."
